Celestine Ngulube is Senior Product Development Manager: Digital Experience & Transformation, with close to two decades spent where design, digital transformation and regulated financial services meet.

He has led a Pan-African experience function across products, platforms and markets, turning fragmented technology, product and service environments into coherent digital ecosystems, governed by evidence, designed around real client and colleague needs, and measured by commercial outcomes rather than activity.

His central point is a simple one: the client experiences the consequence, not the org chart. Much of what gets called an ‘experience problem’ is really a structural one; duplicated platforms, manual workarounds, decisions taken without evidence and the cost of that complexity quietly transfers to clients and to the colleagues who serve them. He speaks plainly about how to make that hidden cost visible and reduce it on purpose.

The Trust Tax: Why Coherence Wins the Race

Most organisations focus on building trust with clients and regulators. Yet some of the biggest trust failures happen inside the organisation itself.

In this talk, Celestine explores a critical question: how do we create seamless client experiences when the organisation behind them is fragmented?

He begins by exposing the hidden "trust tax" of duplicated processes, disconnected systems and endless handovers. These inefficiencies create friction for clients, waste effort for colleagues and drive up costs for the business. He then explores why these problems keep resurfacing after every redesign, and what that reveals about the difference between solving a design problem and solving a coherence problem. Finally, he turns to the bigger challenge: how do we align decisions, incentives and operating models so that products, teams and processes work as one coordinated system rather than a collection of well-managed parts?

Using the metaphor of a long-distance race, Celestine argues that success is not driven by raw speed or effort alone. What matters is efficiency: covering more ground with the same energy. In the same way, organisational coherence is not an overhead to manage. It's a competitive advantage that creates better experiences, lower costs and stronger trust.
